Digital CX Awards 2024: Orchestrating Superior Customer Outcomes

The recently concluded, Digital CX Awards 2024 program, administered by The Digital Banker, is designed to identify those financial institutions and leaders that have materially impacted customer experience and journeys through provision of unmatched digital banking services. Importantly, it is the world’s only assessment exercise recognising the best-in-class players, whose excellence in standards and capabilities coupled with new innovation is setting new benchmarks for the financial services industry, while delivering a consistent customer experience across all lines of business.
Indeed, in this year’s awards cycle, 534 entries from more than 130 unique financial institutions globally, were submitted during January-February 2024, encapsulating some of the latest cutting-edge digital capabilities, service enhancements and streamlined workflow processes. These operational improvements are categorically redefining user journeys powered by emerging technologies, reshaping the digital interactions of clients through deep personalization and decidedly elevating overall digital CX led by enhanced customer feedback across various verticals and functional areas within financial services.
CX Strategies and Technology solutions advance digital engagement
Importantly, participating institutions had an extensive set of award streams ranging from Strategy, Technology, Omni-Channel, People and Organisation, Retail Banking, SME Banking, Wealth Management, Islamic Finance, Wholesale / Transaction Banking, Private Banking, Insurance and Fintech (see Figure 1) with the Customer Loyalty award category being a new addition to the program.
Interestingly, both Strategy (17%) and Technology Awards (15%) collectively comprise one-third of submissions received with initiatives demonstrating how different institutions augmented their digital capabilities to empowering customers through more do-it-yourself DIY functions for smoother self-serve banking options, removing existing points of friction leading to disjointed user journeys for faster and more targeted digital interactions and leveraging technologies such advanced analytics (including Gen-AI), cloud and process automation to further scale innovation.
Technology as a bridge and enabler to clients
A closer examination within categories reveals the critical role technology is playing as financial institutions seek to deploy new technology platforms to enable smarter and more contextual banking experiences that unlock new value for customers (see Figure 2). This is often accompanied by critical reskilling and upskilling of staff seeking to ensure operational preparedness in delivering new digital journeys aligned with client needs. In addition, various providers are also looking for opportunities to optimize processes to reduce workflow complexities, eliminate possibilities of service failure and provide staff with required flexibility in executing desired transactions on an end-to-end basis.
Likewise, there is also a clear use-case for deploying AI-powered customer experience management (CXM) systems that provides a basis for crafting more fulfilling experiences directly contributing to customer loyalty and business growth. Similarly, institutions are deftly utilizing emerging technology solutions to connect and integrate with established and emerging digital ecosystems, and to place themselves within the customer orbit particularly in retail settings.
Naturally, the importance of ensuring continuous innovation in mobile banking applications/services through new features, modern designs and secure access is now established as a baseline consideration. Long-term digital engagement is predicated on how effectively institutions can deliver smarter products, redefine convenience and provide seamless interactions that resonate with users in an empathetic manner. This is often achieved through prudent utilization of data to derive better customer insights and identify points of strengths and weakness throughout the customer lifecycle.
Empowering users through greater control of their finances, investments and protections solutions along with provision of requisite digital tools for personal financial management, gamified education and incentivisation of digital usage forms the basis for greater trust and financial inclusion.
Indeed, digital leaders do recognize that superior digital CX is an ongoing process and inherent challenges remain that limit institutional response. Clearly, achieving a consistent standard of digital excellence requires a transformative approach to operations, culture and people to ensure that high-quality service standards are effectively embedded within the DNA of financial service providers. Naturally, charting a course for success will require continuous innovation, learning and re-imagining of customer journeys for more compelling and effective digital engagements that contribute to sustained revenue.
